    Beyond Sampling: Rethinking QA in Contact Centres with AI and Human Oversight

    Quality assurance has always been a balancing act. Review too few interactions and you miss critical issues. Review too many and the process becomes slow, expensive, and inconsistent. For years, most contact centres have relied on manual QA, typically sampling a small percentage of calls and scoring them against predefined criteria.

    That model is now being challenged. AI-powered QA promises full coverage, faster insights, and real-time feedback. But accuracy, context, and trust still sit heavily with human reviewers. The question is no longer which one is better. It is how each approach performs under real operational pressure.

    Why Traditional QA Struggles at Scale

    Manual QA works well in controlled environments. A trained analyst listens to a call, applies a scorecard, and provides feedback. The process is thorough but limited by time.

    Most teams review somewhere between 1 percent and 5 percent of total interactions. That leaves a significant blind spot. Critical compliance breaches, poor customer experiences, or missed sales opportunities can easily slip through simply because they were never reviewed.

    There is also the issue of consistency. Two QA analysts can score the same call differently. Tone, interpretation, and fatigue all play a role. Over time, this introduces variability that is hard to manage, especially across large or distributed teams.

    According to a report by Gartner, customer service leaders are under increasing pressure to improve quality monitoring while reducing operational costs. Manual QA alone struggles to meet both expectations simultaneously.

    What AI-Powered QA Actually Changes

    AI-powered QA shifts the model from sampling to full coverage. Instead of reviewing a small subset of calls, every interaction can be transcribed, analysed, and scored.

    This changes two things immediately:

    First, visibility improves. Patterns that were previously invisible start to emerge. You can identify recurring objections, compliance risks, or training gaps across thousands of interactions, not just a handful.

    Second, speed increases. Insights that once took weeks to compile can now be surfaced in near real time. Supervisors can act on issues while they are still relevant, not after the fact.

    In an ai call centre, this often translates into automated scoring, sentiment detection, keyword tracking, and compliance flagging. The system highlights what matters, allowing teams to focus their attention where it is most needed.

    Coverage vs Accuracy: Where the Trade-Offs Become Real

    The biggest advantage of AI is coverage. The biggest concern is accuracy.

    AI models rely on patterns. They are excellent at identifying keywords, sentiment trends, and predefined behaviours. But they can struggle with nuance.

    For example, a customer might use negative language in a joking or sarcastic way. A human reviewer can interpret tone and context. An AI model may flag it incorrectly as dissatisfaction.

    Similarly, compliance detection can be overly rigid. If an agent paraphrases a required statement instead of using exact wording, a human reviewer might still consider it compliant. An AI system may not.

    This is where the trade-off becomes clear:

    • AI provides breadth but can lack depth in interpretation
    • Humans provide depth but cannot scale

    Neither approach is complete on its own.

    Where Human QA Still Outperforms AI

    There are specific scenarios where manual QA remains critical.

    Complex conversations are one. Situations involving emotional customers, escalations, or sensitive topics require human judgment. Understanding intent, empathy, and context is still difficult for AI to fully replicate.

    Coaching is another. While AI can highlight issues, it does not replace the value of a manager explaining why something matters and how to improve. Effective feedback often requires nuance and conversation, not just a score.

    There is also the matter of trust. Agents are more likely to accept feedback when it comes from a person who understands their challenges, rather than a system that feels opaque.

    Where AI QA Creates Immediate Impact

    On the other hand, there are areas where AI delivers clear advantages almost immediately.

    Compliance monitoring is one of the strongest use cases. AI can scan every interaction for required disclosures, prohibited language, or risk indicators. This reduces the likelihood of missed breaches, especially in regulated industries.

    Trend analysis is another. AI can aggregate data across thousands of interactions to identify patterns that would be impossible to detect manually. This includes recurring customer complaints, product issues, or process bottlenecks.

    Real-time assistance is also becoming more common. Instead of reviewing calls after they happen, AI can provide prompts during the interaction. This shifts QA from a reactive function to a proactive one.

    According to research from IBM, organisations that implement AI-driven customer service tools often see improvements in efficiency and consistency, particularly in high-volume environments.

    The Operational Reality: It Is Not Either Or

    In practice, most high-performing contact centres are not choosing between AI and manual QA. They are combining both.

    AI handles the heavy lifting. It processes all interactions, flags potential issues, and provides a baseline level of analysis.

    Humans then step in where it matters most. They review flagged interactions, validate findings, and provide coaching.

    This hybrid model solves the core problem:

    • You get full coverage without overwhelming your QA team
    • You maintain accuracy where nuance is required
    • You create a feedback loop that is both scalable and credible

    It also changes how QA teams operate. Instead of spending time searching for issues, they spend time solving them.

    What to Consider Before Implementing AI QA

    Adopting AI-powered QA is not just a technology decision. It is an operational shift.

    Data quality matters. AI models are only as good as the data they are trained on. Poor transcription accuracy or incomplete datasets can lead to misleading insights.

    Scorecard design also needs to evolve. Traditional QA scorecards are often too rigid for AI. They need to be adapted to work with automated analysis while still reflecting real business priorities.

    There is also a change management component. Agents and managers need to understand how AI is being used and how it affects them. Transparency is key to building trust.

    Finally, expectations need to be realistic. AI will not be perfect from day one. It requires tuning, validation, and ongoing refinement.

    Rethinking What “Quality” Actually Means

    One of the more interesting shifts is how QA itself is being redefined.

    Historically, QA was about compliance and adherence to scripts. Today, it is increasingly tied to outcomes such as customer satisfaction, retention, and revenue.

    AI makes it easier to connect these dots. By analysing large volumes of data, it can link specific behaviours to business results. This allows organisations to move beyond checkbox-style QA and focus on what actually drives performance.

    It also raises a broader question. If you can measure everything, what should you prioritise?

    That is where human judgment still plays a role.

    Conclusion: Finding the Balance That Works

    The debate between AI-powered QA and manual QA often misses the point. It is not about replacing one with the other. It is about understanding where each approach adds value.

    AI brings scale, speed, and visibility. Humans bring context, judgment, and trust.

    The most effective approach combines both. Use AI to surface what matters. Use people to interpret, coach, and improve.

    As contact centres continue to evolve, the organisations that get this balance right will be the ones that move from reactive quality checks to continuous performance improvement.

    And in that shift, QA stops being a compliance function and becomes a strategic advantage.
